How can a local shop use Google reviews to win regular customers?

The owner of a clothing boutique arranges garments on a rail in her shop.

Short answer

A local shop wins regular customers with Google reviews by answering every review personally and showing what a webshop cannot offer: someone who knows you, gives advice and thinks along. Mention something specific from the visit in your reply, explain your own return policy kindly when people complain about exchanges, and invite them to come back.

A customer weighing your shop against a webshop compares more than price. Is it worth the trip downtown? Will I get good help? What if something does not fit? Your Google profile often gives the first answer to those questions, before anyone walks through the door.

Webshops have thousands of reviews that all look alike. You have something else: real conversations at the counter. When your replies carry those conversations through, your reviews become a shop window for your service.

Why do Google reviews matter for a neighborhood shop?

Anyone searching for a shop nearby sees your stars and reviews straight away in Google. For new customers they are a first introduction; for regulars, a place to show their appreciation. Your replies help decide which impression stays with the people reading along.

According to a BrightLocal survey of 1,002 US consumers (2026), 97 percent read reviews for local businesses. The pattern shows up in Europe too: in a survey by Trustoo of 1,075 Dutch adults (2022), 80 percent say they check online reviews first when they do not know the seller, and 8 in 10 fear reviews are not genuine. Personal replies from the owner show there are real people behind your shop.

In its explanation of local ranking, Google writes that more reviews and positive ratings can help your local ranking, and that positive reviews and helpful replies can help your business stand out.

How do you show the personal bond in a reply?

Write the way you talk at the counter: with the customer's name, a detail from the visit and the name of whoever helped. A reply that is clearly about this one customer makes every reader feel they are not just a number with you.

Stock phrases backfire. In BrightLocal's Local Consumer Review Survey 2026 of US consumers, 50 percent say templated or generic responses make them unlikely to choose a business. Google also advises against giving everyone the same thank-you.

How to answer a complaint about exchanges or returns in 5 steps

A complaint about exchanges is almost always about expectations: the customer assumed something was possible that works differently in your shop. Acknowledge how the customer felt, explain your own policy kindly and see whether there is a solution after all. Do not turn it into an argument about rules.

  1. Find out what happened first. Check with whoever was at the register. Your reply needs to match what was actually said.
  2. Acknowledge the feeling, not necessarily the claim. “It is frustrating to be stuck with a gift that does not fit” always works, even if the customer was outside your exchange period.
  3. Explain your policy in plain language. For example: we exchange items within 14 days with a receipt. No legal references, no capital letters.
  4. Be honest about what could have been better. Was the customer treated curtly? Say that is not how you want it, regardless of the rules.
  5. Offer a next step. Invite the customer to stop by or call. Make an exception in the shop rather than in a public reply, so it does not become an expectation for everyone.

A calm reply to an exchange complaint doubles as a clear explanation of your exchange policy for every reader.

Which rules and pitfalls apply to shops?

The most important: never give a discount or a small gift in exchange for a review, and do not ask only happy customers for a review. If you also run a webshop that displays reviews, rules about genuine reviews apply there as well.

If you are unsure about your own situation, ask your trade association or a lawyer for advice.

How do you turn a first-time visitor into a regular?

Answer a new customer's review with something they can come back for: a new delivery, a size you are reordering, the name of whoever helped. That way a second visit feels like the continuation of a conversation, not a new gamble.

Keep your profile fresh too. In the BrightLocal survey of US consumers, 74 percent only care about reviews from the last three months. Short reviews deserve a reply as well; read more about that in our article for bakers, butchers and caterers.

On a busy Saturday there is no time for reviews. ReplyHero writes a personal reply to every new review in the tone you choose, with your own fixed sign-off if you like. Whether you want to read it first is up to you.

Use them as a starting point and make them personal: mention something from the review and sign with your own name.

Negative review about an exchange without a receipt

Wanted to exchange a sweater I got as a gift. No receipt, so nothing could be done. The sales assistant was curt about it, too. With a webshop I could have just sent it back.

Hi Ben,

Thank you for your review. I understand how frustrating it is to be stuck with a gift that does not fit, and I am sorry you felt you were treated curtly. That is not how we want anyone to leave the shop.

We exchange items within 14 days with a receipt, because otherwise we cannot check where and when something was bought. Does the person who gave it to you remember roughly when they bought the sweater? Then feel free to stop by or give us a call, and I will look with you at what we can do.

Mixed review about a size that had to be ordered

Nice shop and good advice, but my size was out of stock. They said they would order the pants, and in the end it took ten days. I might as well have bought them online.

Reply

Hi Nadia,

Thanks for your honest review, and I am glad you felt well looked after. Ten days is a long wait for a size, especially when you had already tried the pants on and were ready to go.

We order from our suppliers in fixed rounds, and you happened to come in just after a delivery. From now on we will be upfront about how long it may take when we place an order, so you can decide for yourself.

I hope the pants look great on you. See you next time!

Positive review about personal advice on a gift

I was looking for a gift for my mother-in-law and had no idea. Lily really took her time, asked what she likes to wear and wrapped the scarf beautifully. This is why I prefer to shop locally.

Reply

Hi Kate,

What a lovely review, thank you! Lily has already read it and was beaming. Finding the right gift together is one of our favorite parts of the job.

I hope your mother-in-law loves the scarf. If she would rather have another color, she can simply bring it in with the receipt and swap it.

See you in the shop!

Frequently asked questions

Should I reply to a review with only stars and no text?

Yes, a short reply is enough. A thank-you with the customer's name shows that you see every review. In BrightLocal's 2026 survey of US consumers, 80 percent say they are likely to use a business that responds to all of its reviews. Do vary your wording so it does not become a template.

Can I give customers a discount if they write a review?

No. Google prohibits any reward for a review, such as a payment, a discount or a free product. That includes a small discount on the next purchase. You are free to simply ask customers for a review, as long as you ask everyone and do not pressure anyone.

What do I reply when someone complains it is cheaper online?

Do not argue about price. Thank them for the review, acknowledge that price matters and calmly describe what your shop does differently, such as trying things on, advice or service after the purchase. Stay friendly and avoid sales language. Anyone reading a reply like that sees an owner who explains their business with conviction.

How quickly should a shop reply to reviews?

Try to reply within a day or two. BrightLocal's 2026 survey of US consumers shows that 32 percent expect a reply by the following day, up from 18 percent a year earlier. For example, set aside ten minutes every morning before opening to go through new reviews.

Can I get an unfair review about my shop removed?

Only if the review breaks Google's rules, for example fake reviews, insults or a review from a competitor. You can flag those, and Google then decides. A customer who is simply dissatisfied is allowed to say so. A friendly, factual reply underneath is then your best response, because every future reader sees it.
